Overview

Most support answers repeat. Canned reply templates let agents insert a prepared answer instead of retyping it, and internal notes let the team discuss a ticket without the requester seeing the discussion. Together they keep replies consistent and keep internal reasoning out of the customer conversation.

This article covers the difference between a public reply and an internal note, and how to use canned reply templates.

How It Works

Every entry an agent adds to a ticket is either a public reply, which is part of the conversation with the requester, or an internal note, which is for your team. A canned reply template supplies the text of either one.

  • Canned reply templates are reusable text you insert into a reply and then adjust before saving.
  • Replies are recorded in the ticket's activity log alongside status changes.

Who Can Use This Feature?

Administrator

  • Create and maintain the canned reply templates the team shares.
  • Agree with the team when a note should be internal rather than public.

User

  • Insert a canned reply into a ticket and edit it before sending.
  • Add internal notes and attach files.
  • Set who can see a reply, where per-user visibility is available.

Access depends on the modules and role assigned by your Administrator.

Prerequisites

  • At least one ticket exists and you can open it.
  • Canned reply templates have been created, if you intend to insert one.

For Administrators

Step 1: Create the canned reply templates

What to do: Open the canned reply templates area and select Add. Give the template a clear name that describes when to use it, enter the reply text, and select Save. Write the text so it works without editing wherever possible, and mark clearly any part the agent must personalise.

What to verify: The template appears in the list and can be inserted when replying to a test ticket.

Step 2: Review the templates regularly

What to do: Review the template list when your process, product or prices change, and Edit or Delete templates that are no longer correct.

What to verify: No template contains outdated instructions or superseded contact details.

For Users

Step 1: Open the ticket

What to do: Open the ticket you are working and read the conversation so far, including internal notes.

What to verify: You understand what the requester has already been told before you reply.

Step 2: Insert a canned reply

What to do: Start a reply and select the canned reply template that matches the request. Edit the inserted text so it answers this specific ticket, and attach any file the requester needs.

What to verify: The text reads as an answer to this ticket, with no placeholder text left in it.

Step 3: Choose public reply or internal note

What to do: Send the entry as a public reply when the requester should read it. Send it as an internal note when you are recording context, a diagnosis or a handover for colleagues only. Where per-user visibility is offered, restrict the note to the people who need it.

What to verify: The saved entry is marked as the type you intended before you leave the ticket.

Step 4: Update the status

What to do: After replying, set the ticket status to reflect the new state - pending if you are waiting for the requester, resolved if the request is answered.

What to verify: The ticket status matches the reply you just sent.

Consistency matters more in services than speed alone: two consultants giving a client different answers about the same product costs credibility. Canned replies hold the firm's agreed wording, while internal notes keep diagnosis, commercial judgement and handover context out of the client-facing conversation. A firm running a support retainer typically pairs each high-volume knowledge base article with a canned reply, so the written answer and the spoken one match. Internal notes are also the cheapest handover mechanism when a ticket moves between consultants. The same distinction applies to any shared support desk.

Important Notes

  • Menu names and their position can differ between product editions and can be customised for your account, so your sidebar may not match these paths exactly. Use Search or your Quick Access items if you cannot find a screen.
  • Always confirm whether an entry is public before saving. An internal diagnosis sent as a public reply cannot be unseen by the requester.
  • A canned reply is a starting point, not a finished answer. Edit it for the ticket in front of you.

Common Scenarios

Example: a frequently asked question. Keep one template per common question and one for the standard acknowledgement. Agents insert, personalise the first line, and send.

Example: handing a ticket over. Before reassigning, add an internal note summarising what has been tried and what to do next, so the next agent does not repeat work or ask the requester twice.
